Human handoff is when an AI voice agent or chatbot passes a caller to a person. How a warm transfer works, when it should trigger, and what to pass on.
In a cold transfer the bot simply routes the call to a queue or an extension. The person who picks up knows nothing, so the first question is "how can I help you?", and the caller starts again. In a warm transfer the bot hands over a short brief before or during the connection: the caller's name and account, what they asked, what the bot already did, and the reason it is stepping out. Contact centres used the term for agent-to-agent transfers long before AI; with voice agents it now mostly means bot to person.
| Cold transfer | Warm transfer | |
|---|---|---|
| Context passed | None, or only the phone number | Summary, intent, account, reason for handoff |
| Caller experience | Repeats everything | Picks up where they left off |
| Typical use | Simple routing to a department | Complaints, disputes, sales that need judgement |
Good triggers are written down in advance, not left to the model's mood. Common ones in Indian sales and service calls:
This is how an AI calling agent for sales is meant to behave: orders and visit bookings stay with the agent, while credit questions and complaints go to a person, and every call ends as a summary.
A retailer calls the helpline in the evening and the voice agent takes an order for three cartons. Then he says the last invoice charged him for a scheme he was promised for free. The agent does not argue or promise a credit note. It tells him a colleague will help, and the sales coordinator's screen shows: outlet name, today's order, "disputes scheme charge on last invoice, wants reversal", and the language he was speaking. The coordinator opens with "I can see the scheme issue on your last bill", and the retailer does not have to explain the problem again. Names and quantities are illustrative.
After hours, when nobody is free to take a live transfer, the same rule becomes a scheduled callback with the summary attached. See after-hours lead response calls for how that queue is usually handled.

A warm transfer is when the first agent or bot passes the caller to another person along with the context, such as name, issue and what has already been tried, so the caller does not have to explain everything again.
When the customer asks for a person, raises a complaint or dispute, asks something the bot's knowledge base does not cover, or the bot keeps misunderstanding. These triggers should be set by the business in advance.
The bot should say so honestly and offer a callback at a stated time, saving the conversation summary so the person who calls back already knows the issue.
